La miglior pubblicità è il parere positivo di un cliente soddisfatto. Sembra un concetto banale, quasi scontato, eppure spesso ci si dimentica che la soddisfazione del cliente è un elemento di cui ci si deve prendere cura non solo durante la transazione, ma anche dopo che hanno effettuato l’acquisto.
I clienti, oggi più che mai, vogliono poter contare su un buon sistema di Customer Care, non possono e non devono mai sentirsi trascurati.
Per Customer Care si intende un insieme di servizi volti all’assistenza clienti: dagli help desk in loco dove ricevere consigli, ai call center a cui rivolgersi per fugare dubbi e ottenere supporto nella risoluzione dei problemi, fino a tutti gli strumenti online come forum e chat nei quali il cliente può inserire le proprie domande in attesa di un riscontro da parte dell’azienda.
In sintesi, la Customer Care segue il percorso del consumatore da quando questi inizia a prendere in considerazione i prodotti e servizi dell’azienda, fino a dopo l’acquisto. In questo modo, la componente umana e di supporto diventa parte integrante della brand identity e dalla customer experience.
Eppure sembra che, nei fatti, molti non abbiano ancora messo in pratica queste regole d’oro.
Quanti di noi vantano almeno un’esperienza traumatica con qualche centralinista non particolarmente ferrato sull’argomento, e nemmeno sulla lingua del paese da cui si chiama? Per non parlare dei messaggi preregistrati, che sembrano proporre tutti i servizi di supporto tranne quello di cui abbiamo bisogno in quel momento. E se dopo una lunga odissea di attese e codici inseriti cade la linea, la frustrazione dilaga.
A tal proposito, da una ricerca su Linkedin è emerso che, se il cliente viene contattato da un operatore che parla un italiano poco fluente, tende a rispondere nei seguenti modi:
- Il 46%, memore della tendenza a offrire un servizio scadente, non risponde a priori ai call center;
- Il 32% mette giù non appena sente parlare;
- Il 6% chiede informazioni legate alla privacy;
- Mentre solo il 17% dei rispondenti non dà importanza al fatto che l’impiegato non parli bene la lingua.
Vantare un servizio di assistenza clienti scadente è il biglietto da visita perfetto per un’azienda che vuole rovinare, o perlomeno macchiare, la propria reputazione.
Non basta più realizzare prodotti funzionali, ben confezionati e in linea con il proprio brand; se il consumatore, potenziale o effettivo che sia, ha una percezione negativa della gestione dei clienti, darà vita a un passaparola potenzialmente dannoso.
Quindi, quali sono le linee guida da seguire per offrire una Customer Care che risponda alle esigenze dei consumatori?
- La parola alle persone: abbiamo ancora bisogno del contatto umano, dell’empatia, di individui capaci di capire le nostre frustrazioni; perciò, ogni volta che è possibile, mettere a disposizione impiegati qualificati, gentili, cordiali e in grado di esprimersi in maniera chiara e semplice;
- Valorizzare le risorse interne: per poter impiegare del personale qualificato, occorre assicurare a quest’ultimo un buon livello di formazione continua. Di conseguenza è bene investire su coloro che si occupano di Customer Care, facendo in modo che loro in primis si sentano motivati e soddisfatti del proprio lavoro; il personale sottopagato e sfruttato riverserà, consapevolmente o meno, il proprio malumore sui clienti;
- Sfrutta la tecnologia: sempre più persone optano per chatbox e messaggi istantanei piuttosto che per le telefonate; perciò, offrire servizi di customer care online è una soluzione efficace per venire incontro alle esigenze degli utenti. Anche qui, meglio impiegare, per quanto possibile, individui in carne ed ossa. Laddove non fosse possibile, conviene avvalersi dell’intelligenza artificiale per creare delle interfacce il più possibile personalizzate (non le classiche risponde automatiche fuorvianti).
